DTDC introduced real-time digital shipment tracking (web, app, SMS, notifications) to reduce customer uncertainty and support dependency. Despite this, support contacts related to shipment status, delays, and delivery attempts kept rising.

DTDC is one of India's leading logistics and courier service providers, offering domestic and international parcel delivery, express logistics, e-commerce shipping, and supply chain solutions through an extensive nationwide network.

To improve customer experience and operational transparency, DTDC introduced real-time digital shipment tracking โ€” pickup confirmation, transit checkpoints, delivery timelines, out-for-delivery status, delivery attempts, and shipment exceptions โ€” across web, app, SMS, and automated notifications. The goal: reduce uncertainty, increase trust, promote self-service, and decrease support dependency.

However, support interactions related to shipment status, delays, failed deliveries, and package location continued to increase, even when tracking information was already available to the customer.

Problem Statement

Customer support dependency has increased despite the widespread availability of detailed shipment-tracking systems within DTDC's logistics ecosystem. Customers frequently raise support requests for shipment-related concerns even when real-time tracking information is digitally accessible โ€” suggesting that increased visibility alone is not effectively solving customer concerns or reducing the need for human intervention.

The challenge: identify the root causes behind rising customer support dependency after the introduction of detailed tracking systems.
